Choose one source of truth

Pick one place for the canonical answer. It can be a read-only Discord channel, a documentation page or a small internal wiki. If the same answer lives in three places, one of them will be wrong.

If the canonical source is outside Discord, keep a short version and a link in the knowledge channel. The bot can use the short version, and the member can follow the link for detail.

Group by the member's intent

Organize around what a member is trying to do: join, get access, understand a plan, fix a problem, contact a person. Internal team structure is less useful than the language members use.

Within each group, use consistent question titles. 'How do I reset my password?' is easier to scan than 'Account issues, part 3'.

Write for retrieval

Use one topic per message, a direct first sentence and the exact terms members search for. Add alternate names in the body or in the trigger-word list, not in a hidden keyword field.

Avoid answers that depend on a long conversation to make sense. If the answer needs context, write the context into the entry or link to a guide.

Assign ownership

Every knowledge area should have a person responsible for reviewing it. That person does not have to write every answer, but they should know when pricing, rules or setup steps change.

Put the review rhythm somewhere visible. A monthly check is enough for stable answers; a product change should trigger an update immediately.

Design the channel layout

A simple layout works best: a read-only FAQ channel for canonical answers, a support channel for questions, and a private ticket path for sensitive cases. Add a staff-only channel for drafts if the team needs one.

If you use Oncera, assign the FAQ channel as the knowledge source and keep the other channels' roles explicit. The assistant should not have to guess where it is allowed to answer.

Prune aggressively

Old answers create confident wrong replies. Delete or update answers that no longer apply, and mark temporary guidance with an expiry date.

A smaller, current knowledge source is better for members and for automation. If an answer has not been used or reviewed in a long time, check whether it is still true.
